  1. Performing Standard Operating Procedure (SOP) activities with a clear understanding of their impact on the business, and actively contributing to the enhancement of SOPs.
  2. Ensuring strict compliance with customer security and regulatory requirements.
  3. Implementing approved change requests in alignment with the customer’s change management process.
  4. Taking responsibility for managing the incident life cycle, following the ITIL (Information Technology Infrastructure Library) or BIC (Business Impact and Cost) framework as relevant.
  5. Adhering to customer communication guidelines and maintaining professionalism in interactions.
  6. Meeting the productivity requirements specified for the engagement.


  • Customer Satisfaction Enhancement: Reviewing Customer Satisfaction (CSAT) feedback and ensuring prompt implementation of corrective actions to boost customer satisfaction.
  • Incident Resolution: Actively participating in Critical Situation (Critsit) processes to efficiently resolve incidents in a timely and effective manner.
  • Incident Management: Logging and categorizing incidents to assess their severity and priority for appropriate handling.
  • Coordination: Coordinating with resolver groups, vendors, and carriers to facilitate the swift resolution of incidents.
  • Escalation Handling: Troubleshooting escalated incidents or problems and referring or escalating them to the appropriate groups, be it vendors or Level 3 support, for resolution.
  • Knowledge Management: Providing valuable inputs for creating and maintaining the Frequently Asked Questions (FAQ) database and Knowledge Repository (KR), contributing to knowledge article maintenance.
  • Service Enhancement: Contributing to plans for Continuous Service Improvement (CSI) to elevate service quality.
  • Onboarding Support: Collaborating with relevant stakeholders to develop induction documents for new project team members and ensuring the successful completion of the induction process.
  • Floor Operations: Efficiently managing and coordinating activities on the work floor to ensure smooth and productive operations.


  • Skill Assessment: Continuously assess the skill level of team members and provide necessary assistance and support for skills enhancement.
  • Knowledge Sharing: Actively contribute to and participate in knowledge-sharing sessions to promote the sharing of insights and expertise within the team.
